The bank was undertaking a multi-year journey to modernise how customers and employees connected across chat, voice, video, mail and social media.
The programme combined new capability development, business-unit migration, third-party integration and progressive retirement of the legacy estate. As it scaled, its workstreams, timelines, dependencies and ownership structures became increasingly difficult to govern as one system.
